The order matters because each step is cheaper than the next. A new link costs you nothing. A swap keeps the revenue. A refund costs the sale. A chargeback costs the sale, a fee and standing with your payment provider. From running creator stores at agency scale, the pattern we see is that buyers who get a fast, human reply rarely escalate, and buyers who get silence or a policy quote often do.

Step 1: fix the file problem first
Many "I want a refund" emails are really "I cannot open this". The buyer bought on a phone, got a ZIP, or never saw the delivery email. Etsy's own help page tells buyers that digital files cannot be downloaded through the Etsy app and that ZIP files have to be extracted first, so expect these questions. Send a fresh link, name the main file, and say which device to use. Step 2: offer partial value when it was the wrong fit
"Too basic", "too advanced" or "not what I expected" means the product works but the match was wrong. Offer one alternative, a swap to a better-fitting product or a partial refund, and put the full refund next to it as an equal choice. Gumroad and Whop both support partial refunds from the dashboard, and Gumroad notes that a partial refund leaves the buyer's access in place.
Step 3: refund gracefully and keep the review
When the buyer still wants out, refund in full and make the last message the nicest one. On Gumroad, a full refund removes access and deletes any rating the buyer left, and refunds must go through your Gumroad dashboard, not directly in Stripe or PayPal. On Whop you refund the full amount the buyer paid, even though fees reduced what you received; Whop says there is no extra fee for processing the refund (checked October 2026).

Use the decline script sparingly: when the files were delivered and used, the product matches its page, and the request falls outside terms the buyer saw at checkout. Even then, offer something. Customer asks for a refund on a digital product: what each platform lets you do
Your policy is only half of it; the platform's rules decide what happens if you say no. Etsy tells buyers digital listings cannot be returned or cancelled, but a buyer can still open a case for non-delivery or an item not as described once they have messaged you and waited 48 hours. Gumroad lets you set your own policy but reserves the right to refund within 90 days to prevent chargebacks. Whop gives you 7 days to answer a Resolution Center case before its team decides.

How do you respond to a chargeback on a digital product?
A chargeback on a digital product starts when the buyer asks their bank to reverse the payment instead of asking you. The money and a fee leave your balance straight away: Whop debits the disputed amount and a $15 dispute fee, and Stripe debits the payment amount plus its dispute fee (checked October 2026). Your job is to answer the exact dispute reason with short evidence before the deadline, which Stripe and Whop both put at 7 to 21 days depending on the card network. Miss it and you lose automatically.

Keep it tight. Stripe's best-practice guide says card issuers will not read lengthy files, so paste the relevant policy lines into one document instead of uploading your whole terms, and arrange evidence in date order. Whop automatically adds access logs, policy disclosures and customer details, and you add messages on top. On Stripe, the cheapest moment is the inquiry stage: a full refund there resolves it without a dispute fee, but a partial refund can still escalate. Once a formal dispute exists, Stripe will not let you refund that charge until the issuer rules in your favour.
PayPal is the weak spot for digital sellers. Its US Seller Protection page lists two covered claim types, item not received and unauthorized payment, and requires proof of delivery for intangible goods. Claims that an item was significantly not as described are not covered, so your delivery records and a precise product page are your only defence.
Refund-rate red flags: when to stop answering and start fixing
One refund is customer service. A pattern is product feedback. The only hard thresholds published by a platform we checked are Gumroad's: payouts pause when chargebacks pass 1% of sales volume, and when more than 1% of customers dispute, Gumroad switches a no-refunds account to a 30-day money-back policy that you cannot edit (checked October 2026). For refunds, watch these signals against your own history:
- The same reason three times in a month. Three "cannot open it" emails is a delivery problem, not three bad buyers.
- One product well above your others. Compare products, not the store average. The outlier usually has a promise its contents do not keep.
- Refunds right after a launch or a new ad. The traffic did not match the offer; rewrite the page for the buyer you actually attracted.
- Any dispute without a prior email. The buyer could not find you. Put your support address in the delivery email and the file itself.
